(Image : photos de d\u00e9p\u00f4t)<\/figcaption><\/figure>\n<blockquote><p>Dans l'aviation commerciale, on a tent\u00e9 pendant de nombreuses ann\u00e9es de r\u00e9soudre le probl\u00e8me du taux d'erreur excessif (accidents) avec des moyens techniques et des proc\u00e9dures imprim\u00e9s sur papier de la direction, de Thomas Fengler, entra\u00eeneur et pilote.<\/p><\/blockquote>\n<p>Le Lean management est consid\u00e9r\u00e9 comme la cl\u00e9 de la comp\u00e9titivit\u00e9 aujourd'hui.Cela a du sens dans la mesure o\u00f9 les employ\u00e9s sont impliqu\u00e9s d\u00e8s le d\u00e9but. L'optimisation des processus, le transfert de responsabilit\u00e9 aux employ\u00e9s ex\u00e9cutants, les processus d'information et de retour d'information ouverts et la \"direction en tant que service \u00e0 l'employ\u00e9\" sont tous des principes de la gestion all\u00e9g\u00e9e - qui sont \u00e9galement des piliers de la GRC.<\/p>\n<p><strong>Sources d'erreurs<\/strong><\/p>\n<p>Dans l'aviation commerciale, on a tent\u00e9 pendant de nombreuses ann\u00e9es de r\u00e9soudre le probl\u00e8me du taux d'erreur \u00e9lev\u00e9 (accidents) avec des moyens techniques et des proc\u00e9dures imprim\u00e9es sur papier par la direction.Les personnes r\u00e9ellement concern\u00e9es, \u00e0 savoir les \u00e9quipages, ont \u00e9t\u00e9 rarement ou pas du tout consult\u00e9es.De plus, jusque dans les ann\u00e9es 1960, il manquait des moyens d'analyse pr\u00e9cis pour rechercher les v\u00e9ritables sources d'erreurs.<\/p>\n<p>Il a fallu attendre l'introduction obligatoire, \u00e0 l'\u00e9chelle mondiale, des enregistreurs de donn\u00e9es de vol et des enregistreurs vocaux dans les avions commerciaux au d\u00e9but des ann\u00e9es 60 pour que l'analyse des accidents soit possible de mani\u00e8re fiable. Puis est venue la tentative de r\u00e9soudre le probl\u00e8me toujours existant des taux d'accidents \u00e9lev\u00e9s avec une qualification encore plus individuelle des \u00e9quipages de conduite.<\/p>\n<p>Toutes ces tentatives ont \u00e9chou\u00e9. Le taux d'accidents est rest\u00e9 aussi \u00e9lev\u00e9 qu'avant, et a m\u00eame augment\u00e9 davantage avec l'augmentation du trafic a\u00e9rien dans les ann\u00e9es 1980.<\/p>\n<p>Puis, pendant une courte p\u00e9riode, la r\u00e9duction de l'\u00e9quipage du cockpit \u00e0 seulement 2 pilotes a \u00e9t\u00e9 mise en jeu comme une source de mal. \"La surcharge des pilotes due \u00e0 la pression de rationalisation\" a \u00e9t\u00e9 le titre qui a fait le tour des m\u00e9dias. Cependant, l'analyse des accidents a r\u00e9v\u00e9l\u00e9 un myst\u00e8re : les cockpits des pilotes accident\u00e9s \u00e9taient g\u00e9n\u00e9ralement tr\u00e8s bien garnis, souvent avec deux \u00e9quipages complets ou, dans la bonne vieille tradition, trois.<\/p>\n<p>Ce n'est que lorsque l'impuissance g\u00e9n\u00e9rale s'est empar\u00e9e des compagnies a\u00e9riennes que deux grandes compagnies a\u00e9riennes, comme Lufthansa et United, ont d\u00e9cid\u00e9 d'emprunter une toute nouvelle voie, et ce, \u00e0 la suite d'accidents mortels. Elles portaient sur l'interaction des personnes. Cela n'a gu\u00e8re n\u00e9cessit\u00e9 d'ing\u00e9nieurs, de sp\u00e9cialistes des proc\u00e9d\u00e9s ou de consultants en gestion. Ce dont ils avaient besoin, c'\u00e9tait de psychologues, de sociologues et de scientifiques de la communication.<\/p>\n<p><strong>Pr\u00e9jug\u00e9s typiques <\/strong><\/p>\n<p>Il est tr\u00e8s rare qu'une d\u00e9faillance technique ou la faute d'un individu soit la cause d'un accident.Ce sont des \u00e9v\u00e9nements qui ont conduit \u00e0 des cha\u00eenes enti\u00e8res d'erreurs, des \u00e9v\u00e9nements qui, r\u00e9trospectivement, font souvent secouer la t\u00eate aux chercheurs sur les accidents par incr\u00e9dulit\u00e9. Comment, par exemple, des pilotes et des m\u00e9caniciens de bord de haut niveau pourraient-ils piloter un avion de passagers sans urgence, pour ensuite s'\u00e9craser dans une zone r\u00e9sidentielle \u00e0 quelques kilom\u00e8tres de la piste par manque de carburant ? - Tout cela n'a rien \u00e0 voir avec un manque de fiabilit\u00e9 technique, des proc\u00e9dures mal d\u00e9finies, ou m\u00eame des \u00e9quipages mal form\u00e9s ou mal s\u00e9lectionn\u00e9s.<\/p>\n<p><strong>Le pouvoir de l'habitude<\/strong>t<\/p>\n<p>Une chose est \u00e9vidente : la tendance humaine \u00e0 mettre l'accent sur les r\u00e9actions, parfois aussi sur la prise de risque et le manque de communication entre les parties concern\u00e9es sont des facteurs d\u00e9cisifs. Cela cr\u00e9e des cha\u00eenes d'erreurs qui, dans le pire des cas, se terminent fatalement. La mani\u00e8re de mettre fin \u00e0 ces habitudes et \u00e0 ces \"griefs\" de l'interaction humaine est moins complexe qu'on pourrait le penser.<\/p>\n<p><strong>Le CRM, la solution ?<\/strong><\/p>\n<p>Au d\u00e9but, la CRM a \u00e9t\u00e9 rejet\u00e9e par les principaux capitaines comme un g\u00e2chis psychologique. Il fallait d'abord transformer l'id\u00e9e de se d\u00e9barrasser de l'aura brillante du h\u00e9ros, de l'ex\u00e9cutant et du puissant, et de se glisser dans le r\u00f4le d'un v\u00e9ritable chef d'\u00e9quipe dans une culture de l'erreur ouverte et positive.<\/p>\n<p>Que l'\u00e9quipage et les techniciens soient aussi plus que de jolis presse-agrumes et tournevis gras d\u00e9passait l'imagination des capitaines.<\/p>\n<p><strong>Vous trouverez ici quelques r\u00e9ponses aux raisons pour lesquelles l'introduction du lean management, respectivement du CRM, n'a souvent pas le succ\u00e8s escompt\u00e9 :<\/strong><\/p>\n<ul>\n<li>Les mannequins ne sont souvent que des tigres en papier.<\/li>\n<li>Les employ\u00e9s et les niveaux de direction ne sont pas inclus.<\/li>\n<li>Les objectifs restent seulement des cibles.<\/li>\n<li>Les opinions et les besoins sont rarement pris en compte.<\/li>\n<\/ul>\n<p>Pensez maintenant \u00e0 l'\u00e9quipage qui a vu son avion vide et qui a atterri sans carburant dans la cour avant d'un a\u00e9roport. Ici, le capitaine exp\u00e9riment\u00e9 \u00e0 l'ancienne \u00e9tait le patron, entour\u00e9 de sp\u00e9cialistes tr\u00e8s bien form\u00e9s.Aucun d'entre eux ne l'a arr\u00eat\u00e9e. Non pas parce qu'ils n'ont pas vu ce qui se passait, mais parce qu'ils n'ont pas os\u00e9 dire quoi que ce soit de clair \u00e0 leur capitaine et parce qu'ils ont cru qu'il savait ce qu'il faisait, parce qu'il \u00e9tait le capitaine. Vous n'avez pas besoin de tout comprendre...<\/p>\n<p><strong>Conclusion<\/strong><\/p>\n<p>Avant que la gestion de la relation client ne fonctionne vraiment, il faudrait un v\u00e9ritable changement de mentalit\u00e9. Les capitaines devraient \u00e9galement vivre les syst\u00e8mes de gestion, ou du moins les accepter. Ce n'est qu'alors que les autres membres de l'\u00e9quipage trouveront la confiance dans le syst\u00e8me.
